In today’s competitive environment, the lines between product and pricing offerings from Asian insurers are blurring, forcing companies to find innovative ways to capture customers’ attention and secure their business. Therefore, customer engagement and experience are critical to success. Despite insurers’ efforts to prioritize customer-centric approaches and personalized experiences, a staggering 74% of consumers have abandoned the purchase because they felt overwhelmed, according to “The Empowered Consumer”Accenture’s Global Consumer Research 2024. Additionally, consumer trust and loyalty remain worryingly low, with only 39% of consumers believing that companies have their best interests at heart.
Why is this happening? Based on recent studies Accenture has conducted both globally and in the Chinese market, we have summarized some key findings.
- Information overload: Consumers often encounter excessive information, which leads to frustration as they struggle to filter and validate the information. 62% of consumers feel overwhelmed by the wealth of options available to them.
- Crowded market: In Reinventing relevance in the age of overloadWe found that nearly 80% of Chief Marketing Officers (CMOs) across industries in China find that product offerings and marketing strategies have become homogenized. Although there are more options, this has led to confusion and decision paralysis among consumers.
- Evolving customer expectations: Consumers are increasingly focused on buying brands rather than just products, and a positive brand experience is particularly important for insurance because purchasing decisions are made less frequently compared to other consumer products. To succeed in this complex environment, insurers must reinvent their customer relationships through adaptation, innovation and the use of technology.
With this in mind, this blog focuses on three levers to drive and sustain profitable growth by improving customer loyalty and experience:
1. Drive data-driven marketing with AI:
Advances in data analytics and artificial intelligence have made hyperpersonalization more accessible and guided customers in their decision-making. 94% of Chinese CMOs believe that Gen AI capabilities can help improve the efficiency and agility of organizations in response to market needs.
By integrating AI tools, marketing campaigns can focus on relevant topics and upcoming games, generating marketing messages that stay top of mind. Additionally, agents receive tailored recommendations and advanced insights based on customer interests, interaction history and lifestyle factors.
We see insurers differentiating themselves by developing AI capabilities that tailor products to customers based on a variety of data factors and make recommendations based on the degree of fit between products and customers’ needs. demand for usage and behavior-based products and services continues since the Covid-era surge in 2020.
Although data is the cornerstone of AI capabilities, many companies struggle with it 65% face challenges building an end-to-end data foundation. They often lack clarity about what data is relevant and don’t know where to start. As insurers navigate this complex landscape, prioritizing data organization and fostering collaboration between technology and human insights could unlock the transformative potential of AI.
2. Use marketing technology to drive innovation and speed
68% of Chinese CMOs feel that customer expectations are evolving faster than their company can keep up. Being able to react quickly to these requirements is crucial for success. To close this gap, insurers must leverage marketing technology (martech) to gain valuable insights into customer preferences and enable faster responses through automated campaign workflows and more targeted marketing. This means delivering campaigns at the right time and in the right format, tailored to each customer’s individual preferences.
To further improve their marketing strategies, insurers should consider integrating martech into their core and data platforms. This integration can enable a more seamless transition from campaign planning to execution to tracking, allowing marketing resources to focus on their core mission – driving creative innovation – rather than getting bogged down in administrative work. We worked with a leading financial institution in Hong Kong to expand its martech capabilities and improve its marketing efforts. They have launched a new strategy focused on engaging customers through targeted marketing campaigns, leveraging insights from customer segmentation, product analysis, analytics and various media channels. This comprehensive approach produced impressive results: a 65% increase in new business, a 10% increase in existing customer reactivation, and a 25% improvement in marketing operations efficiency.
While martech tailors marketing strategies based on customer behavior and preferences, it should also enable omnichannel capabilities across multiple touchpoints. By ensuring consistent messaging and seamless transitions between channels, insurers can effectively engage with customers and deliver a cohesive brand experience.
3. Drive meaningful interactions and build a customer-centric ecosystem
When products and services have become very homogeneous between companies, customers evaluate them not only based on the transactional relationship but, more importantly, on the broader experience they have with the brand. They look for distinctive and memorable interactions that may not be directly related to the product they are purchasing. 76% of buyers People who enjoy shopping are likely to recommend a brand. This illustrates how positive and engaging experiences have a huge impact on brand awareness and customer loyalty. This emphasis on unique experiences is particularly important for the insurance industry, where purchasing decisions are made less frequently compared to other consumer products.
Insurers can build the ecosystem either internally by integrating different product lines and services, or by collaborating with external ecosystem partners to expand expertise. In fact, few insurers are already leveraging ecosystems to provide value-added experiences and expand their customer base. This may include partnering with health and wellness, retail, entertainment and travel organizations to provide policyholders with unique benefits and experiences. You can also organize events like outdoor yoga classes, running events, and outdoor movie nights to position yourself as a comprehensive health and wellness partner.
For example, one of the insurers in Hong Kong did this received a cross-industry partnership with an online FThe food and beverage guide platform offers exclusive loyalty experiences and health and wellness incentives and is the first insurer in Hong Kong to offer cover for accidents related to the dining experience.
To truly stand out, insurers must strive to deliver unique and memorable experiences. Although most customers do not understand the technical differences between the products offered by different insurers, they do notice when they experience extraordinary “wow” moments. Evaluating your current competitive position and actively looking for ways to offer unique experiences can help your brand leave a lasting impression on customers.
