In its 25th year, the annual Accenture Tech Vision The report continues to be a guide to the future of technology. This year, the report highlights four key trends that will revolutionize technology: 1) The Binary Big Bang, 2) Your Face in the Future, 3) When LLMs Get Their Bodies, and 4) The New Learning Loop. Of these, “Your Face in the Future: Differentiating When Every Interface Looks the Same” stands out to me as a particularly compelling trend for the insurance industry.
The power of agent AI
So what is Agentic AI? To put it simply, Agentic AI are “AI agents” that have human-like behavior, characteristics and interactions. Often these AIs are imbued with distinct personalities, shaped by their words, speech patterns, and tone of voice. Agentic AI takes generative AI to the next level, with this “personification” extending to virtual avatars and physical robots. 56% of insurance executives in the report believe generational AI could have the biggest impact on reshaping their organization in the area of customer relationships, such as interacting with customers through Agentic AI.
What is your AI personality?
As companies increasingly integrate genetic AI into customer interactions, a crucial question arises: What is the personality of your AI? 99% of insurance executives say establishing or maintaining a consistent personality for their customer-facing AI agents will be important or very important in the next three years. Generics can result in a boring and impersonal experience and dilute brand identity. 79% agree, saying that “chatbots that all sound the same present a differentiation challenge for companies like theirs.” However, agentic AI offers a solution. Think about it – in the past, brand identity never had a real voice. Communicators have talked about the rather intangible, yet critically important concept of “brand tone of voice.” When you think of Nike, you immediately think “motivational” and “empowering.” Lemonade is also known for its unique and idiosyncratic tone. Insurance companies and brands need to protect their unique voice to avoid becoming generic. Now it is possible to combine the scale and efficiency of AI with the humanizing voice and tone of a company’s brand and values, breathing life and personality into digital representatives, personalizing customer interactions and unlocking customer relationships like never before.
In this blog I will explore the application of Agentic AI in three key areas:
- Customer experience
In the retail space, Agentic AI can help strengthen the trust and loyalty that are critical in insurance service interactions and enable more intuitive and empathetic agent conversations in both policy sales and claims processing. Delivering service interactions that are highly curated, contextual, and reflective of a person’s current situation can now be enabled by AI. 94% of insurance executives agree that “customer context,” such as purchase history, interaction behavior, and demographic/psychographic data, is important or very important in establishing a consistent personality for customer-facing AI agents. Additionally, the ability for customers to submit videos to support their claims should become a deciding factor and further solidify that trust. 74% of insurance managers agree or strongly agree that multimodal AI interactions, such as: B. Videos of medical injuries, accident scenes and drone footage of natural disaster areas will be at the forefront of the customer experience in the next three to five years. This gives customers a choice in how they can share relevant, real-time information and how an AI agent can help them fulfill a claim or service request within hours (not days).
Additionally, the best AI will go beyond this and also use historical customer conversations to inform future conversations. It identifies individual customers’ pain points and potential needs for future new products or offerings, allowing the AI agent to curate value for customers. It should be designed to embody the company’s unique personality and brand values, including its voice (beyond tone), maintain consistency and authenticity, and create more differentiated, dynamic and engaging customer experiences.
- Employee experience
In both the personal and commercial sectors, AI agents can support insurance agents across the marketing, sales and service lifecycle, helping to accelerate decision making, call aggregation and insight generation. This can help human agents focus on higher-value tasks.
- Experience as an agent and broker
For any insurance segment, Gen AI can significantly improve the personalization of the agent and broker experience. This technology ensures recommendations are better tailored to each customer’s specific risk appetite, resulting in more effective and satisfying interactions. Whether sales are in-house or independent, deploying next-generation AI solutions to accelerate decision-making, drive dynamic pricing, and provide tailored recommendations to end customers will enable agent and advisor success and empower the provider to attract next-generation sellers and agencies.
Maintain trust and brand identity
76% of insurance executives agree that their companies need to proactively build trust between Agentic AI and their customers. To build and maintain this trust, it is important that your agents align with your brand by carefully reviewing and continually monitoring their training data, including brand “voice data.” Work with AI experts to set clear rules and boundaries that limit their knowledge and vocabulary. Additionally, demonstrate restraint in data collection by respecting user privacy, preparing for regulatory challenges, and providing transparent, customizable privacy settings. This approach ensures that your AI interactions are beneficial and respectful, and that you translate the brand promise and identity into a brand that users can rely on.
CARA: Irish Life’s leading claims app
CARA, Irish Life’s Claims AI Reasoning Assistant, is a prime example of how Agentic AI can improve customer interactions. It is a groundbreaking multimodal AI system that is revolutionizing the insurance claims process. Designed to address the urgent need for rapid and compassionate support during life’s most difficult moments, CARA leverages advanced generative AI and medical reasoning to validate and transcribe claims documents, assess medical criteria, and ensure accurate and efficient claims processing. By reducing the time from initial claim submission to payment from weeks to just half a day, CARA offers an unparalleled claims experience. This innovative solution, which processes multilingual data and is integrated with Azure Cognitive Services, has not only increased customer satisfaction, but also significantly increased employee productivity and morale by intelligently assigning claims to reviewers based on complexity and experience, ensuring a quick resolution with the right expertise.
Agentic AI will transform the insurance industry into a hyper-personalized enterprise
The future of customer interactions in the insurance industry is bright given the potential of Agentic AI. By giving AI agents personality and maintaining a strong brand identity, companies can build deeper and more meaningful relationships with their customers. The key is to approach this technology with intention and a commitment to trust and transparency. It is more than just a branding exercise. This is the first step in reinventing business models around AI. There is potential for the insurance business to personalize and curate individuals across the entire value chain in underwriting, pricing, policy length and claims, so that tailored offerings become the customer norm. The more we build trust in AI and the more customers develop an affinity for working with AI, the more the door opens for AI to become a true direct channel for customers. Exciting times lie ahead!
